Italian bank customers contact support about text message scams, tax payment forms, inheritance procedures and card disputes, often by phone and often in a formal register. Support staff need training to supervise AI agents on that work: each agent's depth, reading verdicts, checking records at source, and keeping fraud, successions and complaints with people, under the Banca d'Italia, the Garante and the EU AI Act.
What does a support agent at an Italian bank handle?
In this brief, "support staff" are the people and "the agent" is the AI agent. Support staff in an Italian bank's contact centre answer questions about transfers and instant transfers, cards, online banking access, tax payment forms paid through the bank, direct debits for utilities, mortgages and loans, and fees. Many customers are older and prefer the phone or the branch, and they expect courteous, formal Italian.
Two areas need particular care. Text message and phone scams, where a fraudster poses as the bank's security team and talks the customer into authorising a transfer, generate distressed calls that need fast, accurate action. And successions: when a customer dies, heirs contact the bank about blocked accounts, documents and the release of funds, a process that needs patience, verification and precision.
What should support staff learn before the AI agent starts?
The basics in what customer support agents should learn before working with AI agents come first. For an Italian bank, five skills matter most:
- Reading verdicts. Allowed, held, refused or withheld, and which of five bounds decided: role scope, certificate, sources, the bank's own limits or the platform guardrails.
- Provenance. The core ledger and the payment records are sealed; an heir's declaration of their status is declared until the documents are verified; a text message claiming to come from the bank is external and may be the scam.
- Register. Checking that drafts are formal and courteous, especially for bereaved customers.
- Banked corrections. Fixing the agent's sources when the same error recurs, so reviewers stop correcting the same reply.
- The lifecycle. An agent's certificate lapses after 90 days, and a run that clears no depth drops it to depth 1 the same day.
Which tasks can the AI agent take, and at what depth?
Older customers' calls and succession enquiries should sit in the certification set alongside routine transfers. The depth the agent earns, from 1 (read) to 4 (moves money or is hard to undo), follows from that evidence, under the role's ceiling.
| Task | Depth | Support staff's role |
|---|---|---|
| Transfer and card transaction queries | 3 once certified | Sample replies |
| Tax payment form receipts and status | 3 | Handle rejected or duplicated payments |
| Online banking access guidance | 2: drafts steps; resets stay in the secure flow | Help customers who struggle |
| Card dispute intake | 2: drafts the dispute | Lodge and own it |
| Succession document checklists | 2: drafts the list for the heirs | Verify documents and decide on release |
| Fee refunds | 4, held above the bank's limit | Release with a reason |
| Scam reports | 1: flags and hands over at once | Act on the payment and support the customer |
What stays with support staff?
Scam handling, recalls of transfers, decisions in successions, changes to contact details and devices, fee refunds above the limit and complaints stay with trained people. Each one either moves money, opens a route to fraud, or needs judgement and care that an agent should not exercise. Successions in particular involve verifying documents, identifying all heirs and releasing funds correctly; a mistake can mean paying the wrong person.

Which Italian and EU rules apply?
The Banca d'Italia supervises banks' conduct, including transparency and fair treatment, and oversees an out-of-court scheme where customers can take unresolved disputes. ECB banking supervision covers significant banks. DORA applies from 17 January 2025, covering ICT risk management, incident reporting and third-party risk. PSD2 strong customer authentication and the EU Instant Payments Regulation's payee name verification shape many access and payment contacts.
Italian banks deploying agents fall under the EU AI Act. Article 50 means the agent must tell customers it is an AI system, a point some older customers may need explained, and Article 4 asks for sufficient AI literacy among the staff who supervise it. Under GDPR, enforced by the Garante, Article 5 limits what the agent reads and keeps, Article 6 requires a lawful basis, and Article 22 restricts solely automated decisions with significant effects. Data about deceased customers and their heirs needs particular care.

A 90-day plan
Weeks 1 to 4. Literacy for all support staff: depth, verdicts, provenance, the record and the Article 50 disclosure, with role plays on fake security calls and on a bereaved customer.
Weeks 5 to 8. Team leaders review held fee refunds, dispute drafts and succession checklists daily, and calibrate weekly on scam handovers and register.
Weeks 9 to 12. Release rights tie to a current certificate. Rehearse a certificate lapse around a tax payment deadline, when form queries peak. A reviewer rota for support leadership keeps a certified reviewer on each shift, and an AI agent competency matrix for support leadership tracks who is trained for which capability. Pryme Intelligence Academy's Operator track can serve as the assessment for team leaders.
Branch staff, who still see many older customers in person, and the successions team both receive the agent's handovers; which roles in retail banking need AI agent training explains what they need, and the guide to AI agent skills by role covers everyone else.
Questions people ask
Can the agent recall a transfer the customer was tricked into making?
No. It flags and hands over. Recall requests are a person's decision under the bank's procedure.
Should the agent handle succession enquiries?
It can draft the document checklist and explain the process. Verifying heirs and releasing funds stay with trained staff.
How formal should the agent's Italian be?
Formal and courteous by default. Agree the register in calibration and bank it into the agent's templates.
