AI agent training for customer support agents in retail banking in the Netherlands

What customer support agents at Dutch retail banks must learn to work with AI agents, what stays with people, DNB, AFM, EU AI Act and GDPR duties, and a 90-day plan.

Dutch retail banking is almost entirely digital, so support staff spend their days on app access, spoofed bank helpdesk calls and accounts blocked for customer due diligence questions. They need training to supervise AI agents on that work: each agent's depth, reading verdicts, checking records at source, and keeping fraud, due diligence and complaints with people, under DNB, the AFM, the EU AI Act and GDPR.

What does a support agent at a Dutch bank handle?

In this brief, "support staff" are the people and "the agent" is the AI agent. Support staff at a Dutch bank work mostly by chat, in-app messaging and phone, in Dutch and English. Common contacts include app and login problems, payment requests and online payment questions, payee name warnings, card replacement, mortgage and savings questions, and fees.

Three harder contacts recur. Customers who were called by someone spoofing the bank's number and persuaded to move money to a "safe account". Young customers recruited to let criminals use their accounts. And customers whose accounts have been restricted because the bank needs answers to due diligence questions about their transactions or source of funds. Each needs care, speed and accuracy, and the last needs particular discretion.

Which tasks can the AI agent take, and how far may it go?

The certification set should include restricted-account contacts, so the bank can prove the agent routes them rather than answers them. Depth, from 1 (read) to 4 (moves money or is hard to undo), follows the evidence up to the role's ceiling.

  • App and login guidance, depth 2. The agent drafts steps; resets stay in the bank's secure flow.
  • Payment status and payee name warnings, depth 3 once certified. Answers from the payment records and the verification result.
  • Card blocks and replacements, depth 3. A block is reversible and protects the customer.
  • Fee refunds, depth 4, held above the bank's limit.
  • Fraud reports, due diligence questions and complaints, depth 1. The agent flags and hands over.

Why do customer due diligence contacts need special care?

When a bank restricts an account to ask about transactions, the customer wants to know why. The bank may be gathering information it needs under its anti-money laundering duties, or it may have made a report about suspicious activity. Support staff must not reveal that a report has been made, and must not speculate about why an account was restricted.

That makes these contacts dangerous for an agent. A helpful-sounding draft that explains "your transactions were flagged as unusual" may tip off a customer. Your own limits should refuse the agent any reply on a restricted account beyond acknowledging the contact and routing it to the trained team, and reviewers must know why.

What stays with support staff?

Decision Why it stays with a person
Any reply about a restricted account Anti-money laundering duties and the risk of tipping off
Handling spoofing and safe-account fraud Time-critical, distressing, and money may still be recoverable
Suspected money mule accounts Needs investigation and careful handling of a young customer
Fee refunds above the limit Money leaves, and reasons must stand up
Complaints The bank must recognise and handle them properly

Name the people who may release each of these, and their limits, in an approver rule for support leadership.

Which Dutch and EU rules apply?

De Nederlandsche Bank supervises banks' prudential soundness and integrity, including anti-money laundering controls, and the AFM supervises conduct towards customers. ECB banking supervision covers significant banks, and the EU AML Authority (AMLA) is being established in Frankfurt. The FATF Recommendations set the international standard behind customer due diligence and suspicious transaction reporting. DORA applies from 17 January 2025 to ICT risk, incidents and third-party providers.

The EU AI Act applies to banks deploying AI systems. Article 4 requires measures to ensure sufficient AI literacy among staff, and Article 50 requires that customers be told when they are interacting with an AI system. GDPR applies, supervised by the Dutch data protection authority: Article 5 principles govern purpose and minimisation, and Article 22 restricts decisions based solely on automated processing with significant effects, which an account restriction could be if no person were involved. The wider picture is in what AI agent training organisations in the Netherlands need.

This is an explanation of the rules, not legal advice; confirm how they apply to you with counsel.

A 90-day plan

  1. First month. Training in Dutch and English on depth, verdicts, provenance, the record and the Article 50 disclosure, plus a session devoted to what may never be said about a restricted account.
  2. Second month. Team leaders clear held fee refunds daily; a weekly session compares decisions on spoofing handovers and restricted-account contacts.
  3. Third month. Only certified reviewers may release. Simulate the agent's certificate lapsing during an evening peak.

A reviewer rota for support leadership keeps a certified reviewer on every shift, and an AI agent competency matrix for support leadership tracks who is trained for what. Other bank roles appear in which roles in retail banking need AI agent training and the guide to AI agent skills by role.

Where the Academy fits

Pryme Intelligence Academy sets Foundations tests in retail banking and the learner's role, so support staff practise on spoofing and restricted-account cases. Team leaders take the Operator track: a written exam with 32 of 40 correct to pass and a two-week practicum of real review decisions, with no missed red line. The certificate is valid 12 months; renewal is an update module and a short quiz.

Questions people ask

Can the agent explain why an account is restricted?

No. It acknowledges the contact and routes it to the trained team. Explanations risk tipping off and belong to people who know what may be said.

What should staff do when a customer reports a safe-account call?

Act at once on any payment that can still be stopped, record the facts and support the customer. The agent's role is to flag and hand over.

Should the agent answer in English?

Yes, if certified in English and reviewed by staff who read it well. Many Dutch bank customers prefer it.
