Nigerian telecoms support agents need training in three things before AI agents go live: reading how an agent reached an answer on data and airtime complaints, refusing pressure on SIM replacement and identity changes, and recording corrections the agent can learn from. Refunds, SIM swaps and wallet issues stay with people. The Nigeria Data Protection Act 2023 governs the data.
What fills a telecoms support agent's day in Nigeria?
"My data finished too fast" is the call every Nigerian care team knows. Customers dispute data depletion, airtime deducted for value-added services they say they never subscribed to, and bundles that did not arrive after payment by bank transfer or USSD. Each one needs the usage record, the subscription history and the payment trail, and a clear explanation in English, Pidgin, Hausa, Yoruba or Igbo.
Identity work is the second load. SIMs barred for missing identity linkage, SIM replacements after a lost phone, and changes of registered details all come through care. Because so many bank accounts send one-time codes and USSD banking prompts to a phone number, a fraudulent SIM replacement can empty a customer's bank account within hours. Where the operator also runs a mobile money service, support agents field wallet questions on top.
What changes when AI agents work the care queue?
The agent does the reading and drafting at speed. People keep anything that moves value or changes who controls a line.
- Usage and depletion explanations (depth 2). The agent reads the data sessions, bundle history and any active subscriptions, then drafts an explanation that shows where the data went. A support agent sends it.
- Value-added service opt-out (depth 3). Stopping a subscription the customer asks to end is routine, reversible and logged, so it runs within bounds.
- Airtime and data refunds (depth 4, held). The agent prepares the refund and the evidence; a named person releases it, and above the operator's limit a supervisor does.
- Identity linkage status (depth 1). The agent checks whether a line is linked and tells the customer what to bring to a service centre. It changes nothing.
- SIM replacement (held, or refused for the agent). The agent may prepare the case file. Release stays with a trained person in a service centre, and many operators refuse the agent this action entirely through their own limits.
Support agents move from searching three systems per call to reviewing what the AI agent assembled. The skill that matters is no longer speed of lookup but quality of judgement on the held queue. Our explainer on whether AI agents will replace customer support agents covers how that shift changes roles rather than removing them.
What must support agents learn, and what is never handed over?
Start with the shared map in AI agent skills by role, then focus on four skills.
First, read the verdict. Every action the agent attempts comes back allowed, held, refused or withheld, and the record names which bound decided. A support agent who understands that a refund was held because of the operator's own limit, not because the agent "failed", can act on it quickly.
Second, review against sources. A depletion explanation must trace to the session records, not to the customer's complaint text or a screenshot they sent. The method is in how support agents review an AI agent's decisions.
Third, resist social engineering. Fraudsters call care pretending to be the customer, a relative or a dealer. The agent will hold a SIM request; the person must not release it under pressure.
Fourth, bank corrections. When a draft cites the wrong bundle or misses a subscription, the reviewer records why. Our guide on teaching support agents to bank corrections shows the format.
What is never handed over: releasing SIM replacements, changing registered identity details, refunds above the limit, wallet disputes, and any customer who says they have been defrauded. That is why support agents are the real control once agents arrive.
Which Nigerian rules shape oversight and literacy?
The Nigeria Data Protection Act 2023, enforced by the Nigeria Data Protection Commission, governs subscriber data. It requires a lawful basis for processing, purpose limitation, security safeguards and respect for data subject rights, including rights connected to automated decision-making. Call records, location and identity data are sensitive, so an agent's access should match its job, and care staff should be able to explain to a customer how their data was used.
The national communications regulator sets consumer protection rules for operators, including complaint handling and escalation, and subscriber registration requirements that tie each line to a verified identity. Where an operator's group runs mobile money or a payment service bank, the Central Bank of Nigeria's rules reach those wallet flows, and support agents must know where telecoms care ends and regulated payments begin.
Nigeria has no AI-specific law, so operators use voluntary frameworks such as the NIST AI Risk Management Framework or ISO/IEC 42001 to structure governance. The wider position is in how AI agents are regulated in Nigeria.

What does a 90-day training plan look like?
Month one: grounding and shadow. All care staff, including outsourced contact centre teams, learn the basics: what depth means, the four verdicts, what the record holds. The AI agent runs in shadow on depletion complaints, and team leads compare its drafts with the replies staff sent.
Month two: live review. Support agents approve drafts on live contacts. Each team runs a weekly calibration on ten shared cases, in more than one language, because tone errors in Pidgin read differently from those in English. Corrections are logged by type.
Month three: certify and gate. Team leads take operator-level certification. Opt-outs of value-added services are certified at depth 3; refunds remain held. Only certified team leads may release refunds above the limit, and SIM replacement stays out of the agent's reach. Pryme Intelligence Academy runs module tests in the learner's own industry and role, which helps care staff practise on telecoms cases rather than generic ones.
Questions people ask
Can the AI agent answer in local languages?
Only in languages it has been certified in on your own cases. Certify one language at a time and have native-speaking reviewers check drafts before widening.
What should a support agent do when a customer says they were defrauded after a SIM swap?
Stop routine handling, escalate to the fraud team, and record the contact in full. The agent can gather the line history, but every decision in a fraud case stays with people.
Do outsourced care teams need the same training?
Yes. Anyone who reviews or releases what the agent holds needs the same grounding, and the operator should be able to show who was trained and when.
