It can do much of the work, though not the judgement. An agent can recognise a complaint even when the customer never uses the word, log and acknowledge it, gather facts, fix simple ones within its limits, and draft responses. Deciding the substance, redress above limits and, in regulated sectors, the final response stay with a person.
What counts as a complaint?
More than most agents are built to catch. In many regulated sectors, any expression of dissatisfaction can count, whether or not the customer says "complaint". "This is the third time my card has been declined abroad, it's ridiculous" is a complaint, even though it reads like a service request.
Recognition is therefore the first and most important job. An agent that treats complaints as ordinary questions will answer them, close them, and leave the business with complaints that were never logged, never counted and never answered properly. That is a conduct failure, not just a reporting one.
What may the agent do, and what stays with a person?
| Stage | The agent | A person |
|---|---|---|
| Recognise the complaint | Detects dissatisfaction and logs it | Reviews borderline cases |
| Acknowledge it | Sends the acknowledgement within the required time | None |
| Gather facts | Pulls the records, timeline and previous contacts | Checks completeness on complex cases |
| Resolve a simple complaint at first contact | Fixes the cause and offers redress within limits | Samples |
| Decide whether the complaint is upheld | Drafts a view with reasons | Decides |
| Redress above limits | Drafts the offer | Approves |
| Final response in a regulated sector | Drafts it | Approves and sends |
| Spot patterns across complaints | Groups cases and drafts a summary | Decides on root-cause action |
Complaints about the agent itself are a special case, because the agent should not judge its own conduct; see whether an AI agent can handle complaints about itself and the process in how to handle complaints about an AI agent's own decisions with an AI agent.
What does a first-contact resolution look like?
Take a retail bank. A customer messages from abroad: their card has been declined three times and it is "ridiculous". The agent logs a complaint, then checks the card. The bank's fraud rules have blocked overseas transactions because the customer has not used the card abroad before.
The agent cannot unblock the card on the customer's word. It sends a verification prompt through the bank's app, the customer confirms the transactions, and the block lifts under the bank's existing process. The agent apologises for the inconvenience, explains why the block happened and how to avoid it next time, and records the complaint as resolved at first contact, with a summary of what was done. If the customer had asked for compensation for a missed hotel booking, the agent would have logged that and handed it to a person.
Doing this well is set out in how to resolve complaints at first contact with an AI agent.
Which rules apply in financial services?
In the UK, the FCA sets complaint handling rules for regulated firms, and the Consumer Duty expects good outcomes for retail customers, including how complaints are handled. What an agent may do inside those rules is covered in FCA complaints handling: what an AI agent may do. Other markets have their own rules on deadlines and content; the agent should read them from the business's complaints policy, not from general knowledge.
Which controls make it safe?
- Complaint detection tested on your own conversations, including complaints that never use the word.
- A rule that every detected complaint is logged before anything else happens.
- Redress limits enforced outside the agent's instructions.
- Final responses held for a named person where the rules require it.
- Sampled review of conversations the agent did not log as complaints, to catch misses.
Where Pryme fits
In Pryme complaint recognition, acknowledgement and first-contact resolution are separate capabilities, each certified on your own past complaints with its own depth. An agent might log and acknowledge at depth 3 while drafting outcomes only at depth 2. The wider stance is in the guide to AI customer support agents.
Questions people ask
Do complaints about the AI agent need special handling?
Yes. They go to people, and they are some of the most useful evidence you have; see complaints about the agent are the most useful complaints.
Can the agent decide a complaint is not a complaint?
It can propose that, but a person should review borderline cases, because missed complaints are the costlier error.
Should customers know an agent is handling their complaint?
Yes, and they should be able to ask for a person at any stage.
