Yes, and it changes the coverage from a sample to every call. An AI agent can read call transcripts for pressure selling, missing disclosures, misleading statements, unlogged complaints and signs of vulnerability, and set out each concern with the passage quoted. Whether conduct fell short, and what happens for the customer and the colleague, stays with quality assurance and compliance.
What changes when every call is reviewed?
Most firms review a small sample of calls each month per adviser. That finds individual poor practice but misses patterns: a script line that confuses customers, a product that is always sold with a misleading comparison, a team that never mentions the cooling-off period. It also means a customer harmed on an unsampled call is found only if they complain.
An agent can read every transcript. That moves the question from "is this adviser doing well?" to "where in our calls are customers getting poor outcomes?" It also generates far more findings, and each one needs a person to judge it. Conduct risk work changes shape: less listening, more deciding.
What may the agent prepare?
| Concern | What the agent looks for | What a person decides |
|---|---|---|
| Pressure selling | Urgency, repeated asks after refusal, limited-time claims | Whether the customer was pressured |
| Disclosures | Required information missing or rushed: costs, risks, cancellation rights | Whether the omission harmed understanding |
| Misleading statements | Claims inconsistent with product terms | Whether the customer was misled |
| Complaints | Expressions of dissatisfaction not logged as complaints | Whether to log and handle as one |
| Vulnerability | Signs such as confusion, bereavement, illness or financial distress | How to support the customer |
| Suitability | Product discussed against the customer's stated needs | Whether the sale was suitable |
For each concern the agent quotes the passage, links the call and explains which rule or standard it may engage. It also notes context that cuts the other way, such as a disclosure given earlier in the call or in a follow-up letter.
What does a review look like?
Take a home insurer's renewal team. The agent reviews all calls in a month where customers called to cancel.
It finds a pattern: in many calls, advisers offered a discount to stay, and the customers accepted. But in a group of calls handled by one team, advisers said the discount was "only available today", which the firm's retention policy does not say. In several of those calls the customer had mentioned a recent bereavement or a hospital stay. The agent also finds a handful of calls where customers said they were unhappy with a claim but no complaint was logged.
The QA lead reviews the quoted passages and listens to the audio for a sample. She confirms that "only available today" is inaccurate and pressuring, and orders the script corrected and the team coached. Compliance reviews the vulnerable customers' calls, and the firm contacts them to confirm they still want the renewal. The unlogged complaints are logged and handled. The detailed method for sales calls is in how to review sales calls for conduct risk with an AI agent.
Which controls make it safe?
- Audio before action. Transcripts contain errors. A person listens before any finding affects a colleague or customer.
- Findings about patterns, not people. Analysis goes to QA and compliance; individual feedback goes through managers and fair process.
- Vulnerability findings go fast. A customer showing signs of vulnerability on a call gets a person's attention promptly.
- The agent never contacts customers. Outreach to affected customers is decided and done by people.
- Agents' own calls are reviewed too. Where a voice agent handles calls, its transcripts go through the same review; see how to answer customer calls with a voice agent. The case for this is set out in conduct risk moves when agents do the selling.
The general principle is in our guide to AI compliance agents.
Where Pryme fits
In Pryme, a call review agent reads transcripts and drafts findings; it has no capability to message customers or update a colleague's record. When the calls under review were handled by another agent, the reviewing agent runs with its own brief and certificate, so the agent checking conduct is never the one being checked.
Questions people ask
Can the agent score advisers?
It can produce measures, such as how often required disclosures were given. Using those in performance management needs care and a person's judgement.
Does reviewing every call raise privacy concerns?
Calls are already recorded for regulatory reasons. Using them for conduct review is usually within that purpose, but your data protection assessment should confirm it.
How quickly should findings be reviewed?
Vulnerability and complaint findings within days. Pattern findings can follow the monthly QA cycle.
