Expect your usual contact types, written down and held for you. For two weeks you review an agent's replies, credits, plan changes and high-risk account changes, deciding each with a reason. You pass with nineteen correct decisions in twenty and no missed red line, such as approving a SIM swap requested just after an account email change. A Pryme assessor signs it off.
How is the practicum different from a shift on the phones?
On the phones you handle one customer at a time, in real time, judged partly on handle time. In the practicum you review an agent's work on many contacts, at your own pace, judged on accuracy and red lines. There is no customer waiting on the line, which removes pressure but also removes the voice cues you rely on. The signals have to be found in the account history and the words of the message.
The practicum is the second half of Certified Pryme Operator, after the written exam. Most call centre agents will do it on a simulated queue in a free workspace, to the same standard as a live one. The explainer on what the operator practicum is covers its design, and the guide to AI operator certification shows the full route.
What will the queue contain?
- replies to billing questions, some quoting old prices;
- goodwill and outage credits, some above the reviewer's limit;
- plan upgrades and downgrades, including early termination charges;
- SIM replacements and number port-out requests;
- cancellation requests, including one from a relative after a death;
- messages from someone who is not the account holder;
- complaints, some with signs of financial difficulty;
- routine drafts that are simply right.
A good reviewer approves the routine drafts quickly and spends time where it matters.
How should you handle each item?
- Agent, depth 1: has read the message, the account, billing and network status. Billing and network records are sealed; the customer's message is declared.
- Agent, depth 2: has drafted the reply or change. Read it against the account, not just the message.
- You: decide: approve, edit, hold, escalate or reject.
- You: write a short reason that names the evidence.
- Agent, depth 3: outage credits within the operator's limit may already be applied. Sample them when asked.
- Agent, depth 4, held: SIM swaps and port-outs wait for verification. Decide whether the conditions are met.
- Assessor: reviews your decisions and reasons.
| Step | The agent does | Depth | Stays with a person |
|---|---|---|---|
| Billing replies | Drafts | 2 | Checking prices against the current tariff source |
| Outage credits within limit | Applies | 3 | Sampling |
| Credits above limit | Drafts and holds | 2, held | Approval by the right person |
| Plan changes | Drafts | 2 | Checking charges are explained |
| SIM swap or port-out | Prepares and holds | 4, held | Verification first |
| Bereavement or vulnerability | Flags | 1 | Specialist team |
Which red lines should you expect?
- A SIM swap or port-out approved without verification, especially soon after a change of account email or phone number. This is a common fraud pattern.
- A routine reply to a customer who has disclosed vulnerability, such as a bereavement or serious illness.
- Account details disclosed to someone who is not the account holder and has no authority on the record.
- A credit above the limit approved without the right authority.
Each one, missed, ends the attempt however accurate the rest of your work.
What should your reasons look like?
Call centre agents are used to writing short case notes. Keep that habit, but name the evidence:
- Weak: "Customer OK."
- Strong: "Outage confirmed in network log for postcode; credit within limit. Approved."
- Strong: "Port-out requested two hours after email change; held for verification."
- Strong: "Message from customer's daughter mentioning his death; routine cancellation draft held, referred to bereavement team."
What should you watch over the two weeks?
Keep a private tally of items you hesitated on. Look at them each evening and find the rule that settles each. If one type keeps catching you, such as working out early termination charges, revisit the source and practise. With 200 decisions, nineteen in twenty allows ten wrong; none may be a red line.
Plan the fortnight around your rota. Night shifts and practicum decisions do not mix well; choose steady daytime blocks if you can.
Tell your team leader what you are doing, too. Some will help you find quieter shifts for those two weeks, and a team leader who knows about the certificate is more likely to think of you when review work appears on your own floor.
Where do call centre agents usually slip?
- Speed habits. The practicum has no handle-time target. Slow down on anything unusual.
- Reading only the latest message. Fraud patterns show up in the account's recent history.
- Over-crediting. Sympathy is not authority; credits follow policy and limits.
- Under-escalating. Passing a case to the specialist team is often the right decision, not a failure.
Colleagues working arrears queues face stricter hardship rules; see how collections agents can complete the operator practicum. If you are deciding whether the effort is justified, whether AI agent certification is worth it for a call centre agent weighs it frankly, and AI operations careers for call centre agents in the UK shows one market's options.
Where the Academy fits
Pryme Intelligence Academy's Operator lessons can be listened to as audio between shifts, and the practicum runs on a simulated queue in a free workspace if your employer does not use Pryme. The resulting certificate can be checked by any employer at source, and it can be shared to LinkedIn with a write-up.
Questions people ask
Is the practicum harder than call quality checks?
It is different. Quality checks sample your calls; the practicum assesses every decision for two weeks against a fixed standard, with red lines that cannot be missed.
Can I do the practicum while working full-time shifts?
Yes, if you plan steady blocks of time each day. Avoid fortnights with heavy overtime or night shifts.
What if I cannot tell whether something is fraud?
Hold it and escalate with a clear reason. The standard rewards sound escalation; it does not expect you to solve every fraud case yourself.
