AI agent skills by role·Answer

How do contact centre managers review an AI agent’s decisions?

Contact centre managers review an AI agent's decisions by sampling contacts, finding the deciding bound, checking outcomes and acting with reasons.

Contact centre managers review an agent's decisions the way they review human calls, with one addition: the record shows why each decision was made. They sample conversations and actions, read the deciding bound, check the customer outcome, and approve, edit or decline open items with a reason. Then they look for patterns.

What should a manager review?

A contact centre agent makes several kinds of decision on every contact, and each needs a different lens:

  • What it answered. Was the information accurate and from a current source?
  • What it did. Changes, refunds or bookings it completed at depth 3, and whether they were right.
  • What it held. Items waiting for staff, and how staff decided them.
  • What it refused. Requests outside its bounds, and whether the customer was routed to someone who could help.
  • When it handed over. Whether it transferred to a person at the right moment, or kept a frustrated customer too long.

Traditional quality review samples calls for tone and accuracy. Agent review adds the verdict and the bound, which explain the decision rather than just describing it.

What are the steps?

  1. Draw a sample across contact types and verdicts, plus targeted samples: complaints, repeat contacts, long conversations, refusals.
  2. Read each record. Verdict, deciding bound, the facts the agent used and their provenance.
  3. Check accuracy. Answers should trace to the knowledge base or a system of record, not to something the customer said.
  4. Check the outcome. Did the customer's problem get solved? Did they have to call back?
  5. Check the human step. For held items, who decided, how fast, with what reason.
  6. Act on open items. Approve, edit or decline anything still waiting, with a reason.
  7. Log patterns for the agent's owner: wrong answers, poor handovers, bounds that hold too much.

What may the agent do, and what stays with people?

Work Agent Staff or manager
Answer questions from the knowledge base Depth 2 or 3 Samples accuracy
Complete routine changes, such as an address update from a verified login Depth 3 Samples
Issue standard credits within limits Depth 3 Samples fairness
Issue larger credits, close accounts Holds Staff or manager decides
Send messages to many customers Holds Manager decides
Close a complaint Drafts only Staff or manager decides

An example: repeat contacts

Take a telecoms contact centre. The manager's weekly sample shows a rise in customers calling back within two days about broadband faults. Reading the records, the manager sees the agent told each customer an engineer visit was booked, citing the booking system. But for one region, the booking system was showing provisional slots that the field team had not confirmed, and many were later cancelled.

The agent answered correctly from its source; the source said more than it should. The manager declines the remaining held follow-up messages that repeat the promise, edits them to say the visit is provisional, records the reason, and asks the field team and the agent's owner to separate confirmed from provisional slots. Repeat contacts fall the following week. Local detail on running this in Asia is in AI agent training for contact centre managers in telecoms in Singapore.

Which controls make review work?

  • Samples cover every verdict, not just conversations customers rated poorly.
  • Managers can read the full record, not a summary.
  • Reasons are required on every edit and decline.
  • Staff approval speed is watched for signs of skimming.
  • Customers are told they are talking to an AI system, and can reach a person.

Where the Academy fits

The Operator track in Pryme Intelligence Academy is for team leads and operations managers who run a live workspace daily. It covers reading the workspace, human review, keeping knowledge current and running the rhythm, all of which map onto contact centre quality review. A free readiness assessment for teams of up to 25 shows which concepts a team leadership group has not yet grasped.

Questions people ask

Should quality analysts review agent contacts or only human ones?

Both. The agent handles many contacts end to end, so leaving them out of quality review leaves most of the centre's work unchecked.

How do we measure whether the agent hands over at the right time?

Sample handovers and non-handovers. Look for customers who asked for a person and did not get one, and for handovers the agent could have resolved.

Who fixes a wrong answer in the knowledge base?

The knowledge owner, through change control. The manager logs it with evidence from the record.
