Customer support staff handle a held action in three moves: find out why the AI agent stopped, confirm the facts it relied on, and read the draft as the customer will. Identity matters most for account changes, the order record for refunds, and tone for complaints. Then they approve, edit or decline, with a reason.
What does a support AI agent hold?
To keep terms clear: the "customer support agent" here is the person; the AI agent is the software that works the queue with them. A support AI agent typically answers routine questions and completes simple actions at depth 3 within the business's limits, and drafts anything else at depth 2. The held items that reach support staff are usually:
- Refunds and credits above the AI agent's limit.
- Changes to account contact details, such as a new email address or phone number.
- Cancellations that trigger fees or affect a contract.
- Exceptions to policy, such as a late return.
- Replies on sensitive subjects: complaints, bereavement, financial difficulty, safety.
- Anything for a customer flagged as vulnerable.
What should support staff check?
Why it was held. The record names the deciding bound. A refund held under the business's own limits needs a judgement on the amount. A contact detail change held because the request came through an unverified channel needs an identity check, not a judgement on the request.
Identity. Changes to email addresses and phone numbers are a common route to account takeover. If the request came from a new email or a phone call without authentication, the AI agent's draft should not be approved until the customer is verified through a channel already on file.
The facts. Order history, delivery status and payment records come from systems of record and are sealed. The customer's account of what happened is declared. Both matter; only one proves what was delivered.
The draft reply. Read it as the customer will. Is it accurate? Does it answer the question asked? Is the tone right for someone who is upset, grieving or worried about money?
How should support staff decide?
| Held action | Approve when | Edit when | Decline when |
|---|---|---|---|
| Refund above limit | Order record supports it and it is within your authority | The amount or method should change | The order record contradicts the claim; route to a team lead if unsure |
| Contact detail change | Identity confirmed through a known channel | The change should be partial | Identity not confirmed; tell the customer how to verify |
| Policy exception | A clear reason exists and you may grant it | Offer a different remedy | Outside your authority; route on |
| Sensitive reply | Accurate, kind and complete | Tone or detail needs work | It needs a person to call instead |
An example: a new email address
Take a telecoms provider's support queue. A message arrives from an unfamiliar email address asking to update the account email and order a replacement SIM. The AI agent drafts the change and the order, and holds both because the request came from an address not on file.
The support agent checks the record and sees the account's registered phone number. They send a verification code to that number; the code is not entered. They decline the change and the SIM order, with the reason "Requester could not verify via registered number", and flag the account for the fraud team. A routine-looking request was an attempted SIM swap. Market detail is in AI agent training for customer support agents in telecoms in the US.
Which controls make the hold work?
- Contact detail changes are always held unless the customer is authenticated.
- Refunds and exceptions follow authority levels.
- Sensitive topics route to a person whatever the AI agent's confidence.
- Team leads sample approvals weekly.
- Approval rights depend on current training, so new starters prepare items before they approve them.
Pryme Intelligence Academy's Foundations track gives new support staff the vocabulary of verdicts and depth before they touch the queue. The concept of a held action is defined separately. Team leads handle a different set of holds; see how support team leads handle an action an AI agent has held. The role map is in AI agent skills by role.
Questions people ask
Can support staff approve refunds the AI agent held for being over its limit?
Only within their own authority. If the amount is above that, route it to a team lead.
What if the customer is waiting on the line?
Explain that the request needs a check and do it properly. A short wait is better than approving something you have not read.
Should staff edit the AI agent's draft replies heavily?
As much as needed. Recurring heavy edits are a sign the AI agent's brief or knowledge needs changing, so log them.
