A call centre agent who can supervise governed agents has a realistic set of next jobs: human-in-the-loop specialist taking over the conversations an agent hands on, agent reviewer deciding what it holds, complaints specialist, and quality reviewer. In telecoms, where agents answer much routine contact, these roles draw directly on your phone experience.
What do telecoms agents handle now?
In a telecoms contact centre, agents handle a large share of routine contact: billing questions, plan changes, upgrade eligibility, fault diagnosis steps, engineer bookings and simple goodwill credits within limits. They work from the account record and the provider's policies.
They are designed to stop. A governed agent may only draft actions above its limits, such as larger credits, holds cancellations with early termination charges, and hands over conversations where the customer is distressed, vulnerable or making a complaint. Those handovers and holds are where the human jobs are.
Which jobs can you move into?
- Human-in-the-loop specialist. You take over conversations the agent passes on, mid-chat or by call-back, with the history in front of you. This is closest to your current job, with harder cases.
- Agent reviewer. You decide the actions the agent holds or may only draft: credits above its limit, cancellations, disputed charges. You approve, edit or decline, and record why.
- Complaints specialist. Complaints are usually kept with people by the provider's own limits. You own them from first contact to resolution.
- Quality reviewer. You sample the agent's conversations and score them against the standard, as call listeners once scored yours.
- AI operations analyst. After a period reviewing, you watch patterns across all the agent's decisions and take fixes to its owner.
Titles vary. Read duties for handover, escalation, exceptions, review and quality.
What does a handover look like?
Take a specialist we will call Tariq at a broadband provider. The agent hands over a chat: a customer's connection has been down for nine days, two engineer visits have been missed, and she wants compensation and to cancel without charges. The agent has offered the standard credit, the most it is allowed, and the customer has refused.
Tariq reads the history and the fault log, which is sealed. The missed visits are on record. He apologises plainly, arranges a priority engineer slot, applies a larger credit within his own authority, and agrees that if the fault is not fixed by the new date she may leave without early termination charges. He records the reasons. Then he notes for the agent's owner that two missed visits should trigger an immediate handover rather than a standard offer. A call centre agent who has handled a hundred such calls knows this case at once; the agent needed to be told.
What skills will employers look for?
- Conversation skills, especially calming upset customers and explaining decisions.
- Policy knowledge, including where the grey areas are and who can authorise what.
- Recognising vulnerability, such as confusion, distress or dependence on the service for medical or safety reasons.
- Reading records quickly, and telling a sealed fact from a customer's declared one.
- Writing a clear reason for every decision, because every verdict is filed.
- Understanding governed agents: depth, held versus refused, certification and expiry.
Is the call centre job safe?
Routine contact is the work agents take first, so many call centres will need fewer people for it. The piece on whether a call centre agent job is safe from AI agents is direct about it. The roles above exist because agents need people at their edges, and your experience is the qualification that matters most. The steps are in how a call centre agent can move into AI operations and how to move from call centre agent to AI agent reviewer. Questions people ask
Do I need to leave telecoms?
No. Telecoms providers need reviewers and specialists for their own agents. Your product knowledge is an advantage there.
Is human-in-the-loop work harder than normal calls?
Usually, yes. The agent keeps the easy contacts, so what reaches you is complex or emotional. Many people find it more satisfying for that reason.
Can I move up from here?
Yes. Reviewers with good records often become quality reviewers, operations analysts or team leads for review teams.
