AI agent training for contact centre managers in telecoms in Nigeria

Training Nigerian telecoms contact centre managers to run AI agents: NIN-SIM issues, unwanted subscriptions, SIM swap fraud, NDPA duties and a 90-day plan.

Nigerian telecoms contact centre managers need to learn to run AI agents that resolve data, airtime and subscription complaints at scale, while SIM swaps, identity linkage disputes and payment service bank cases stay with trained people. The skills are reading verdicts, review across languages and banking corrections, in a 90-day plan.

What does a telecoms contact centre manager in Nigeria spend time on?

Complaints about money that seems to vanish drive much of the volume. Customers call about data that ran out too fast, airtime deducted for services they never asked for, and charges for banking sessions over USSD. Unwanted value-added subscriptions are a long-running grievance, and the communications regulator has pressed operators to stop them and to honour customers' requests not to be contacted.

Identity is the other big theme. Every SIM must be linked to the subscriber's national identity number, and lines without a valid link have been barred, so managers handle waves of customers trying to restore service. SIM swaps are a fraud risk because phone numbers secure bank accounts. Some operators also run payment service banks, licensed by the Central Bank of Nigeria, whose customers reach the same contact centre. A manager runs all of this across English, Pidgin, Yoruba, Hausa and Igbo.

Where can AI agents help, and at what depth?

  • Data and airtime usage explanations, depth 3. Within bounds, the agent reads usage records, which are sealed, and explains where the data or airtime went.
  • Unsubscribing from value-added services, depth 3. The agent ends subscriptions the customer did not want and confirms it. If the operator's own rules allow, it refunds charges below a set limit for subscriptions with no record of consent.
  • Refunds above the limit, depth 4, held. A named person decides.
  • Identity link status, depth 1. The agent reads the line's link status and tells staff what is missing; restoring a barred line follows the operator's verification procedure with a person.
  • SIM swaps and payment service bank disputes, refused at the agent. The operator's own limits should route these to trained staff.

The refund rule shows how bounds and evidence work together. Where the record shows no consent to a subscription, a small refund is routine and the agent can make it. Where consent exists, the case is a dispute and belongs to a person.

What must contact centre managers learn, and what stays with them?

Managers need to read the workspace daily: which agents serve which queues in which languages at what depth, held items by age, refusals and their bounds, and certificate expiry. An agent's certificate lapses after 90 days, and a run that clears no depth drops it to depth 1 the same day, which can send thousands of routine subscription complaints back to the floor. How contact centre managers review an AI agent's decisions gives the review method; AI agent skills by role compares the skills with other roles.

Provenance is a coaching topic. The usage record is sealed. A customer's screenshot of a balance is declared. A forwarded message claiming to be from the operator, telling the customer to call a number for a refund, is external and is often the first step in a fraud. Staff must recognise each. The competency matrix for the contact centre maps who is ready to review what, and teaching contact centre managers to bank corrections explains how fixes to the agent's Pidgin or Hausa replies reach its brief.

What stays with people:

  • SIM swaps and restoring barred lines
  • refunds above the operator's set limit and disputed consent
  • payment service bank complaints, which carry banking obligations
  • fraud cases and contact with law enforcement
  • decisions to change what agents may do

The manager's role grows rather than shrinks, as argued in will AI agents replace contact centre managers and why contact centre managers are the real control.

Which Nigerian rules shape oversight and competence?

The communications regulator sets rules on SIM registration and identity linkage, value-added services, consumer complaints and unsolicited communications. An agent's bounds should encode those rules, and managers must know them well enough to see when the agent's behaviour drifts. Where an operator's group runs a payment service bank, the Central Bank of Nigeria's expectations on customer protection, complaints and fraud apply to that business, including the contact centre work done for it.

The Nigeria Data Protection Act 2023, enforced by the Nigeria Data Protection Commission, governs personal data: lawful basis, purpose limitation, security and data subject rights. Identity numbers, location and usage data are sensitive in practice, and the agent should read only what its task needs. Nigeria has no dedicated AI law.

Where the Academy fits

Pryme Intelligence Academy gives every site the free Foundations track and certifies team leaders and reviewers on the Operator track, with module tests set in telecoms and contact centre work. An operator can start with the free readiness assessment for a team of up to 25 people, which shows scores by concept and the first agent to start with.

Questions people ask

Can the agent refund unwanted subscription charges?

Below a limit the operator sets, where the record shows no consent, yes. Larger refunds and disputed consent go to a person.

Should the agent restore a barred line?

No. Restoring service depends on identity verification, which stays with trained staff.

How do we handle payment service bank customers?

Route them to staff trained on the bank's procedures. Their complaints carry banking obligations the telecoms agent is not bounded for.
